It\u2019ll differ from business to business, but there are some core principles everyone can follow.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Here we run through what makes good customer service in the 21st century, as well as how to improve customer service.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"whatiscustomerservice\">What is customer service?<\/h2>\n\n\n\n<p class=\"wp-block-paragraph\">The dictionary definition of customer service is <strong>the assistance and advice provided by a company to those people who buy or use its products or services<\/strong>.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">So, if you\u2019re a small business owner with clients or customers \u2013 and you have employees who interact with those clients or customers \u2013 then you\u2019re undoubtedly giving some form of customer service.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">And increasingly, people expect more from the businesses they support. <a href=\"https:\/\/www.salesforce.com\/resources\/articles\/customer-expectations\/\" rel=\"noopener noreferrer\" target=\"_blank\">Research from Salesforce<\/a>, a customer relationship management (CRM) software company, in 2020 revealed that customers now expect businesses to go beyond the basics like quality service and fair prices. <\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Their expectations now include, for example:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li class=\"wp-block-list-item\"><strong>connected interactions<\/strong> \u2013 the same quality service in-store, over the phone, and online, with consistency throughout each interaction<\/li>\n\n\n\n<li class=\"wp-block-list-item\"><strong>personalisation<\/strong><\/li>\n\n\n\n<li class=\"wp-block-list-item\"><strong>innovation<\/strong><\/li>\n\n\n\n<li class=\"wp-block-list-item\"><strong>trustworthiness<\/strong> \u2013 great data protection processes, for instance<\/li>\n<\/ul>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"sowhatisgoodcustomerservice\">So, what is good customer service?<\/h2>\n\n\n\n<p class=\"wp-block-paragraph\">Armed with a definition of customer service, as well as what today\u2019s customers want from businesses, let\u2019s look at what makes good customer service.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Some of the core principles of good customer service include:<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"1beingfriendlyandcourteous\">1. Being friendly and courteous<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">We\u2019ve all been in this situation \u2013 you go into a shop and are greeted with a couple of mumbled words, no hint of a smile, and blank faces in response to a question.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">We all know that people can have off days, but being friendly and courteous is one of the most important factors that makes good customer service, in person, online, and over the phone.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">This doesn\u2019t only involve smiles, it also means showing professionalism and respect for your customer. For example, if you run a shop, you can respect your customers\u2019 time when queues form by being more urgent and apologising for the wait.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"2rewardingloyalty\">2. Rewarding loyalty<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">Repeat customers will be some of the most enthusiastic about your business, so it\u2019s important to <a href=\"\/knowledge\/marketing\/customer-retention-strategies-for-small-businesses\/\" data-type=\"knowledge\" data-id=\"1210\">encourage loyalty<\/a>.\nBy retaining long-term customers you\u2019ll have a lower \u2018churn rate\u2019, which will help to keep your finances stable and increase your chances of becoming a <a href=\"\/knowledge\/strategy\/what-is-business-growth\/\" data-type=\"knowledge\" data-id=\"1206\">growth business<\/a>. It also helps you <a href=\"\/knowledge\/marketing\/how-to-create-a-brand-identity\/\" data-type=\"knowledge\" data-id=\"1114\">create an identity<\/a> for your business that people will remember and think positively about. \nTesco Clubcard is one of the most well-known loyalty schemes, with shoppers getting access to lower prices if they have a Clubcard.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Lots of coffee shops also run loyalty schemes, giving their customers cards that get stamped every time they buy a coffee. After getting a few stamps, they get a free coffee. Can you implement a loyalty scheme like this in your business?<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"3personalisation\">3. Personalisation<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">The Salesforce research mentioned earlier found that 52 per cent of customers expect offers to always be personalised. This is largely in relation to online interaction, but online expectations are increasingly spilling over into the real world too.<\/p>\n\n\n\n<div id=\"nba-body-001\">\n<\/div>\n\n\n\n<p class=\"wp-block-paragraph\">Can you use technology to personalise your customers\u2019 experiences? For example, Tesco analyses data from loyalty cards and transactions to send personalised vouchers to shoppers.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">If you run an <a href=\"\/knowledge\/retail\/how-to-set-up-an-online-shop\/\" data-type=\"knowledge\" data-id=\"985\">online shop<\/a> or business, it\u2019s possible to look at a customer\u2019s previous purchases and send them personalised emails and offers.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Forgetting technology, you can also personalise a customer\u2019s experience in physical interactions \u2013 ask them about what they\u2019re looking for, whether they need any help, and let them know you\u2019re available if they need you.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"4usingtechnology\">4. Using technology<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">Technology lets customers get in touch with you quickly and easily. Email is a great place to start. But if you haven\u2019t set up any social media accounts yet, not only are they great for marketing your business, they also help you build connections and rapport with your customers.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">And looking at the Salesforce research again, connected interactions have become increasingly important. This means that if someone contacts a business through social media and then subsequently emails them, replies should be consistent and refer to what was said in each interaction.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">The alternative is that interactions are \u2018siloed\u2019 \u2013 meaning the person dealing with the email doesn\u2019t have access to what was said through social media, leading to repetition and potentially awkward communication.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"5investinginyouremployees\">5. Investing in your employees<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">If you have staff, you should focus on your business\u2019s culture, making it a great place to work.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">This will translate to the service they give to customers. While small costs now will impact your bottom line in the short-term, you should see spending on staff as a long-term investment.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Beyond offering a <a href=\"\/knowledge\/staff\/employee-rewards-and-employee-recognition-ideas\/\" data-type=\"knowledge\" data-id=\"1092\">competitive reward structure<\/a> (including pay, pension contributions, and benefits), think about hosting social events for your employees, and investing in their learning and development.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">It\u2019s also important to have a clear <a href=\"\/knowledge\/strategy\/how-to-write-a-mission-statement\/\" data-type=\"knowledge\" data-id=\"1457\">business mission<\/a> that employees can connect with. If they identify with the mission, they\u2019ll often want to give customers the best service possible.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\" id=\"howtoimprovecustomerservice\">How to improve customer service<\/h2>\n\n\n\n<p class=\"wp-block-paragraph\">Think about how to make the customer\u2019s needs paramount \u2013 then work backwards. Apple\u2019s founder, Steve Jobs, said that you should \u201cstart with the customer experience and work backwards to the technology.\u201d<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">It might not always be obvious to see how to apply this to your small business. But if you\u2019re just starting out, it could mean identifying potential customers as part of your <a href=\"\/knowledge\/marketing\/how-to-do-market-research\/\" data-type=\"knowledge\" data-id=\"982\">market research<\/a> and asking what exactly they expect from a business like yours.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">New businesses can also use their <a href=\"\/knowledge\/strategy\/how-to-write-a-business-plan\/\" data-type=\"knowledge\" data-id=\"1199\">business plan<\/a> to discuss the service they\u2019re going to give to customers. And <a href=\"\/knowledge\/marketing\/what-is-tone-of-voice-in-business\/\" data-type=\"knowledge\" data-id=\"1120\">tone of voice<\/a> guidelines help you identify how you want to communicate as a business. <\/p>\n\n\n\n<p class=\"wp-block-paragraph\">If you\u2019re an established business, it might mean looking at all the ways your customers interact with your business, then working backwards to find out whether they\u2019re getting what they want and need from your product, service and customer experience.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Here are ways to improve customer service:<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"makeiteasyforcustomerstogiveyoufeedback\">Make it easy for customers to give you feedback<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">You can collect feedback through surveys, reviews and even by interviewing customers.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">One way to do this is by handing out paper forms in store, offering incentives for completion \u2013 10 per cent off their next purchase, for example.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">You can collect feedback electronically too over email, social media, or by including polls on your website. There are also platforms like SurveyMonkey that make collecting feedback easy.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">And be sure to monitor online reviews on sites like <a href=\"\/knowledge\/marketing\/how-to-get-google-reviews-for-your-business\/\" data-type=\"knowledge\" data-id=\"998\">Google<\/a> and <a href=\"\/knowledge\/marketing\/how-to-get-trustpilot-reviews-small-business-tips\/\" data-type=\"knowledge\" data-id=\"1169\">Trustpilot<\/a>. They\u2019re a great source of feedback, but people can be more likely to leave a review if they\u2019ve had a bad experience.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">If your Google review score is being dragged down by some negative responses, why not balance this out by proactively asking customers who\u2019ve had a good experience to leave you a review?<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"listentofeedbackhonestlyandopenly\">Listen to feedback honestly and openly<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">Once you\u2019ve collected feedback, you need to do something with it \u2013 and being open to what\u2019s been said will help you make positive changes and improve your customer experience.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Sort through the responses and identify common themes, working out a plan for how to tackle them. Are there any quick wins you can introduce now? And what problems need a longer-term plan to solve?<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"listentoyouremployees\">Listen to your employees<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">If you have employees, you can ask for their feedback about how to improve products and customer service.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Each employee will have a unique perspective on how to deal with customers, so it\u2019s important for them to get their ideas heard.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">This could be as simple as letting them know that you\u2019re always open to new ideas, or introducing regular one-to-one sessions if you don\u2019t run them already.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">And be sure to coach and train your employees so they\u2019re always building their knowledge of your product or service \u2013 and on what makes good customer service.<\/p>\n\n\n\n<h3 class=\"wp-block-heading\" id=\"givetrainingforcustomerservice\">Give training for customer service<\/h3>\n\n\n\n<p class=\"wp-block-paragraph\">As mentioned above, if you have employees, it&#8217;s worth investing in their training. While training will vary depending on the type of customer service you give, there are some common processes you can introduce.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">It&#8217;s worth thinking about:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li class=\"wp-block-list-item\"><strong>structured training for all new hires<\/strong> \u2013 are new employees all introduced to your business in the same way? If you establish expectations for customer service at this stage, your customers should receive a consistent experience from all of your staff<\/li>\n\n\n\n<li class=\"wp-block-list-item\"><strong>teaching core customer service skills<\/strong> \u2013&nbsp;you should be hiring for these in the first instance, but learning is continuous \u2013 consider how to foster empathy, positivity and clarity of communication<\/li>\n\n\n\n<li class=\"wp-block-list-item\"><strong>crisis management<\/strong> \u2013 how your business responds to problems and emergencies can have a big impact on your reputation, both positively and negatively.
